AI customer service: what to automate and what to keep human
5 November 2026, 5 min read
Used well, AI gives customers a quick answer and frees your team for the conversations that matter. Used badly, it traps people in a loop and damages trust. The difference is mostly in how it’s set up.
What AI handles well
- Common questions about products, services and policies.
- Order, booking and delivery status, when connected to your systems.
- Collecting details before passing an enquiry to your team.
- Booking, changing or confirming appointments.
- Replying outside business hours.
What should stay with a person
- Complaints and upset customers.
- Refunds or exceptions outside your policy.
- Anything involving legal, medical or financial advice.
- Vulnerable customers or sensitive situations.
- Your most valuable accounts, if they expect a personal contact.
Make it easy to reach a person
This is the rule that matters most. A customer should be able to ask for a person at any point. The handover should include the conversation so far, so nobody has to repeat themselves.
Outside business hours, the agent should say when someone will reply and capture the details needed for that follow-up.
Be honest that it’s AI
Tell customers they’re talking to an AI assistant. It sets the right expectations, and most people don’t mind when they get a useful answer quickly.
Remember that what your agent says can matter. Australian Consumer Law applies to what your business tells customers, so check your agent’s answers about prices, refunds and guarantees carefully, and keep it to approved information.
How to set it up safely
- Start with your real questions. Review recent emails and messages to find what people ask most.
- Give it approved information. Use your own documents, and keep them current.
- Limit what it can do. Start with answering and capturing details before you allow it to make changes.
- Test with difficult questions. Try rude messages, odd requests and attempts to get a discount.
- Read the conversations. Review them closely in the first few weeks.
What to measure
- How many conversations are resolved without a person.
- How quickly customers get a first reply.
- How often people ask for a person, and why.
- Customer feedback after the conversation.
- Enquiries captured outside business hours.
